Telegram vs WhatsApp for customer service: why you end up with both
The short answer
If you have to pick one, Telegram vs WhatsApp for customer service comes down to where your people already are, and in most of Latin America that is WhatsApp. But the question usually arrives late.
By the time a business asks it, both channels are already open. Somebody created the Telegram channel for wholesale customers and it was never closed.
What follows is the honest comparison, and then what to do when the answer is "both".
What actually changes between the two channels
The differences that will affect you are three, and none of them is about which app looks better.
| WhatsApp Business | Telegram | |
|---|---|---|
| Messaging someone first | Template approved by Meta | Free, if the user wrote to you before |
| Window to reply | 24 hours from the customer's last message | No time limit |
| Cost per message | Meta charges for template messages | No platform cost |
| To get started | Meta Business account and verification | A bot token |
The first row orders everything else. On WhatsApp, if more than 24 hours have passed, you cannot send a free-form message: you need a template Meta approved beforehand. On Telegram that restriction does not exist.
Why most businesses end up on both
Nobody chooses to run two channels. They accumulate.
The typical path is this. The business starts on WhatsApp because that is where everybody writes. Then a different segment appears, usually wholesale or technical, that already lives on Telegram. A channel opens there so they are not lost.
Six months later there are two inboxes, two people watching them, and neither with the full picture. The customer who wrote on Telegram Tuesday and on WhatsApp Thursday gets two different answers.
When Telegram wins
There are three situations where Telegram is the better tool, not a consolation prize.
- Notices that cannot wait for an approval. A price-list change on a Monday morning goes out on Telegram with no template review.
- Technical or wholesale audiences. Buyers who already use Telegram for everything else.
- Long conversations that get picked back up. With no 24-hour window, a thread that runs a week does not get cut off.
When WhatsApp wins
Almost always, for one reason: it is where the end customer is across Latin America and much of Asia and Africa. If your buyer is a person shopping for their home, the conversation starts there.
And there is an upside that gets underrated. Meta's verification, which is the most annoying part of getting started, is later what makes the customer see your name instead of an unknown number.
How to run both without doubling the team
This is the point the classic comparison skips. The decision is not which channel you pick: it is whether both land in the same inbox or each one lives on its own.
With Alumbra both channels, plus the chat on your own site, arrive in the same place. There is no first-class channel and second-class channel: the same capabilities run on all three. The same customer history, the same handoff rules, the same team.
That changes two concrete things day to day:
- The history is one. If the customer wrote on Telegram in March, that is visible when they write on WhatsApp in August.
- Handoff works the same on all three. The topics you prefer to handle yourself get handed off the same way, whatever channel the question came in on. Rules are set per agent, so each channel carries its own.
One finding from our own research
When we searched in Spanish for how these two channels compare for a business, the first ten results came back in English. Not one written for a Spanish-speaking market.
That explains why the comparison in circulation is so disconnected from how these channels are actually used outside the US. It is written for markets where WhatsApp is not the default, and translated without adjusting anything.
Conclusions
- If you have to pick one, pick WhatsApp: it is where your customer already is.
- Telegram wins on urgent notices, wholesale audiences and long conversations.
- WhatsApp's 24-hour window is the biggest operational difference between them.
- The real question is not which one, but whether both land in the same inbox.
- Two channels with two separate inboxes is worse than one channel alone.
Frequently asked questions
- Can I use the same number on Telegram and WhatsApp?
- They are not the same identifier. WhatsApp uses your phone number, Telegram uses a bot with its own token. What you can unify is the inbox both land in and the customer history.
- Does Telegram work for end consumers?
- It works, but you will reach few of them. In Latin America the consumer shopping for their home is on WhatsApp. Telegram pays off when your buyer already uses it for another reason, typically in wholesale or technical markets.
- Which one is cheaper?
- Telegram does not charge per message. WhatsApp does charge for template messages, which are the ones you send outside the 24-hour window. Replying inside that window carries no such cost.
- Do I have to pick one to start?
- No. Start with the channel where people already write to you, get it running, and add the second one after. Turning both on the same day multiplies what you have to review without anybody asking for it.
